These are the questions we hear most often from schools and MATs evaluating their IT support - covering response times, on-site cover, what's included, switching providers, and how we work with existing in-house teams. How quickly do you respond when something breaks?
We work to defined response times based on how disruptive an issue is. Critical issues — anything taking down systems for a significant number of users or sites - are prioritised first, with progressively standard response times for less urgent requests. Our service desk operates Monday to Friday, 08:00 to 17:30, excluding public and bank holidays, with tickets logged via phone, email, our web portal, or directly through a support app installed on Windows devices. Specific response and fix times are set out in your service agreement, with monthly reporting on SLA performance so you can see how we're tracking.
Do you provide on-site support or just remote help?
Both. Most issues are resolved remotely through our service desk, which is faster than waiting for someone to travel to site. For anything that needs hands-on attention, schools on a managed support contract have a named IT consultant who visits regularly during term time, with the visit frequency matched to the size and complexity of each school's IT estate. Additional on-site time can be arranged when you need it.
What's included in a managed IT support contract?
A managed support contract covers unlimited reactive support, proactive on-site visits from a named IT consultant, and 24/7 remote monitoring and management of your systems. The service desk handles day-to-day issues for staff and pupils, with structured escalation for more complex problems. You'll receive monthly performance reporting and a regular service review with your account manager. Major project work, hardware procurement, cyber security training, and DfE standards tracking through Computeam Compass can be scoped alongside your contract. Specific coverage depends on the support tier - Smart Support for primary schools, Core Support for secondary schools, and Whole MAT Support for trusts.
How does the transition from our current IT provider work?
Switching providers is one of the biggest concerns schools raise, and it's something we've managed many times. The process starts with a detailed audit of your current systems, documentation, and existing third-party contracts. From there, we build a phased transition plan with clear milestones, working alongside your outgoing provider to collect system data, transfer credentials, and arrange a handover overlap so nothing falls through the gaps. Service reviews in the first weeks after go-live let us catch and adjust anything that isn't working as expected.
How does IT support work across a multi-academy trust?
MATs face a particular challenge: balancing trust-wide consistency with the specific needs of each individual school. Whole MAT Support is built for this. A dedicated account manager and IT Strategy Board structure provides a single point of accountability across the trust, with consistent security standards, policies and governance. Trust leaders get visibility through monthly management information and termly service reviews, while each school gets the day-to-day support its staff need.
Will you support our existing in-house IT staff or replace them?
Both models work. Some schools bring us in to take over IT entirely. Others have an in-house IT manager or technician and use us as an extra layer - providing specialist expertise, project capacity, or covering the parts of IT the in-house team doesn't have time for. We shape the support model around your existing setup rather than imposing a single approach.
Can you help us meet the DfE digital and technology standards?
Yes. The DfE's digital and technology standards now sit at the centre of how schools and MATs are expected to plan their IT. Our managed support helps schools meet many of the standards through the way systems are configured, secured, and maintained. For tracking, evidencing, and reporting against the standards specifically, Computeam Compass provides a structured platform to manage progress across your school or trust, with the ability to assign tasks, upload evidence, and generate audit-ready reports.
